I remember watching motherfucking WrestleMania 19 on the WWE website, on dial up, because my family chose that weekend for us to move into our new house and the cable wasn't hooked up yet. Also saw what WM15 was like streaming b/c my friend paid $5 to order it alongside the actual PPV. Garbage!

So to sum it up. My company replaced the simple phone tree system with AI, calls started getting backed up with people having to hold for 30-60 mins every day, started losing customers and just can't understand why so many calls are holding.

just to finally reach a live agent or to hear the hold music if that dept is busy. So when I'm talking to customers that have already been on hold for 45 minutes and are having to hold for for an additional 8-10 just for a transfer, they are understandably pissed and think I'm bad at my job.

Oh, and they insist on trying to use your phone # to verify you every single time. You can see why that'd be an issue if I'm calling from within the company. I have learned that no matter how much I beg and plead or try to work around it's stupid clanker bullshit, it takes no less than 8 minutes

At this point the machine says "great, I will transfer you to a live agent". It's been 5 minutes but now you're breathing a sigh of relief. But then...then...it transfers you to another god damn AI agent. And this AI agent is now confused and is trying to tell me about an entirely different claim

So when transferring a customer, I just have to assume their role. I verify their date of birth with the AI, I verify the date of loss and eventually after several minutes, the AI will identify the claim. At that point I tell it that I need an actual live agent to handle my request

Well, the brilliant new AI Assistant does NOT know what the fuck to do if the caller is anybody other than the policyholder/claimant. It will ask which one you are and says "I can't assist with that" if you tell it that you're an employee there. Or that you're calling for a finance company, etc.

Last week, I discovered the root of the problem. Often times when a customer calls my department, they have an additional question that can be answered by another department and so the policy is to complete a "warm transfer", meaning you stay on the line and introduce them to the next agent...

They even loosened restrictions last week in response to the hold times so that we can issue payments prior to receiving the documents we used to be required to wait for. That indicates just how serious of a problem this is because I've been there for a decade and this has never happened before

My team is in an overflow gate where we only get calls if they've been on hold for 10 or more minutes. However, the calls come in back to back regardless because everybody is stuck waiting on hold...

A few years ago, I was promoted to a specialty team that just handles files and rarely makes phone calls so this didn't really affect me. Hell, I didn't even know it was a thing until recently. Two weeks ago, management decided that due to call volume and hold times, my team is back on the phones.
